Stronger CRM Foundations for Word360’s Next Chapter
Word360 provides interpreting and translation services to the NHS, wider public sector and private clients. With around 75 employees and growth of approximately 40% year on year over three years, the business needed its systems and processes to keep pace.
Forbidden worked with Word360 to reshape its HubSpot setup around the way the business manages customers, tenders and opportunities, establishing stronger foundations for a more proactive approach to growth.

The Challenge
A growing business with a CRM that needed to catch up
Word360 had used HubSpot for several years, primarily to store contacts and support operational workflows. As the business grew, its CRM structure made it harder to organise data, understand customer relationships and maintain visibility across teams.
Thousands of contacts had accumulated from events, enquiries and day-to-day activity. Marketing contacts, operational contacts and service users were difficult to distinguish, while automatic company associations did not always reflect the complexity of NHS organisations.
Historically, much of Word360’s business had come through tenders and large contracts. Supporting its next stage of growth meant creating clearer commercial processes, improving audience segmentation and giving its expanding account management team a better view of customer activity.
The priority was to improve these foundations while respecting the operational workflows the business already relied on.

Aligned the CRM with Word360’s business
We began by understanding Word360’s customer relationships, commercial processes and growth ambitions. This shaped the optimisation work around the information and ways of working that sales, marketing and account management needed.

Restructured NHS customer relationships
We reshaped the HubSpot data model around the NHS organisation hierarchy, using association labels to connect related organisations appropriately. This created a structure that better reflected Word360’s core customer base and made relationships between records clearer.

Strengthened data structure and governance
We introduced more clearly defined fields, required information and governance processes to support consistent data management. These changes established a stronger basis for segmentation and helped clarify how information should be captured and maintained.

Introduced clearer opportunity and tender processes
We developed commercial processes for opportunity and tender pipelines, supported by tasks and automations. This gave the team a more defined framework for managing commercial activity and keeping relevant information within HubSpot.

Coordinated delivery across teams and systems
Weekly updates, workstream check-ins and user acceptance testing kept the programme moving towards its go-live dates. IMP retained ownership of specialist integration builds, while we designed and configured HubSpot to support the data those integrations would provide.

The impact
Word360 now has a HubSpot structure that is more closely aligned with its NHS customer base, alongside clearer commercial processes, stronger data governance and dashboards to support visibility.
At project close, the team recognised that the work had established core foundations and moved the business closer to using HubSpot effectively as an operational system. Tom described Word360 as “well on the way” towards its goal of getting people using the platform.
The next priority is to embed those improvements: simplify the user experience, build consistent adoption and refine how contracts and renewals are managed. HubSpot is not yet Word360’s single source of truth, but the project has established a stronger foundation for working towards that goal.
